Key Responsibilities
Program Management & Governance
- Define, document, and maintain the scope of all regional Learning & Development (L&D) initiatives for the LatAm CS Operations team.
- Create detailed project plans, timelines, and status reports; track milestones and proactively address risks.
- Serve as the primary point of contact for outsourced call‑center partners, ensuring seamless rollout and adoption of training programs.
- Collaborate with internal CS L&D leaders and cross‑functional stakeholders to align learning initiatives with business priorities.
Learning Content Development & Curriculum Design
- Conduct comprehensive needs analyses using performance data, stakeholder interviews, and gap‑identification techniques.
- Prioritize learning gaps, develop actionable recommendations, and present findings to senior leadership.
- Partner with subject‑matter experts (SMEs) to design and produce localized and global training curricula that blend instructor‑led, digital, blended, and on‑the‑job learning modalities.
- Develop facilitator guides, learner handouts, slide decks, job aids, and knowledge‑checks that are culturally relevant for Portuguese‑ and English‑speaking audiences.
- Iterate on content through pilot testing, feedback loops, and measurable impact analysis.
Facilitation & Train‑the‑Trainer Delivery
- Deliver engaging training sessions—both in‑person and virtual—to leadership audiences, frontline agents, and newly hired staff.
- Lead train‑the‑trainer workshops that empower local managers to co‑facilitate and sustain learning initiatives.
- Utilize adult‑learning principles, storytelling, and interactive activities to maximize knowledge retention.
Data Entry & Quality Assurance
- Accurately capture and maintain critical learning‑related data, including enrollment metrics, assessment scores, and certification records.
- Perform routine data validation, cleansing, and reconciliation to ensure integrity across LMS platforms and reporting dashboards.
- Generate regular analytics reports that highlight trends, completion rates, and ROI of training programs.
- Identify data anomalies, investigate root causes, and implement corrective actions in partnership with the data‑management team.
Stakeholder Management & Collaboration
- Build strong, trust‑based relationships with regional CS leaders, outsourced partner managers, and global L&D teams.
- Act as the voice of the local L&D team in strategic discussions, championing the needs of the call‑center workforce.
- Translate operational challenges into learning opportunities, influencing product and process improvements.
- Facilitate cross‑functional workshops to align on priorities, share best practices, and drive continuous improvement.
Essential Qualifications
- Minimum 3 years of experience designing and delivering blended learning solutions for contact‑center environments.
- Proven track record of creating onboarding, up‑skill, and leadership development programs that span from short micro‑learning modules to multi‑week classroom courses.
- Hands‑on experience with Learning Management Systems (LMS) and e‑learning authoring tools (e.g., Articulate, Captivate, Rise).
- Strong facilitation skills with the ability to engage diverse audiences, from entry‑level agents to senior managers.
- Demonstrated project‑management competence—ability to manage multiple initiatives, meet deadlines, and communicate status clearly.
- Bachelor’s degree in Instructional Design, Education, Human Resources, or a related field; a master’s degree is a plus.
- Fluent in Portuguese and English; conversational Spanish is an advantage.
